What happens in the first 5 minutes of a ticket determines everything
Emergency medicine has the golden hour. MSP service delivery has the golden five minutes — and most shops are losing them.
There’s a concept in emergency medicine called the “golden hour” — the window after an injury where the right intervention makes the biggest difference. MSP service delivery has something similar, except it’s more like the golden five minutes.
When a ticket lands in your queue, the clock starts. How quickly it gets classified. How accurately it gets prioritized. Whether it reaches the right technician, or bounces around your team for half a day. All of that gets decided in the first few minutes — or doesn’t get decided, which is worse.
Two failure modes
Most MSPs I’ve worked with have one of two problems:
- Tickets sit in a queue until someone manually reads and categorizes them. Slow.
- Basic automation rules route based on keywords and get it wrong 30% of the time. Fast but inaccurate.
Both cost you money. Slow triage means longer time-to-resolution, which means unhappy clients and blown SLAs. Inaccurate triage means techs waste time on tickets outside their wheelhouse, or critical issues get classified as low priority and simmer until they explode.
How we fixed the first five minutes
We built ZenTop Triage to fix the first five minutes.
When a ticket enters ZenTop Triage — either through the web interface or automatically via a ConnectWise callback — the AI reads the full description, assesses impact and urgency using an ITIL-aligned framework, classifies it against your actual PSA catalog (not generic categories), and assigns a confidence score to its work.
If the AI is 95% confident, the ticket gets created and moves to dispatch. If it’s 60% confident, it flags the ticket for human review and tells you exactly what it’s unsure about.
This isn’t a black box making decisions for you. It’s a very fast colleague who reads every ticket, does their homework, and says “here’s what I think — you decide.”
